Draft customer support replies with AI in 2026: how far it works, which tools, what it costs

AI can draft replies inside your help desk for agents to edit. In a study of 5,172 support agents it raised issues resolved per hour by 15% on average. Letting a bot answer customers directly is harder: Air Canada was held to what its chatbot said, the US CFPB has documented bots that trap customers in loops, and Klarna rehired humans after cutting too far. Start with agent-assist, add a guaranteed path to a person, then widen.

Where AI stands: Draft customer support replies with AI · October 2026

As of October 2026, AI is ready to draft replies that support agents edit, still early for bots that resolve tickets on their own, and not ready to run unsupervised on refunds, disputes or policy questions.

Ready now 1
  • Reply drafts for agents to edit

Backed by trials or large deployments

Early 2
  • Bots answering from your help center
  • Auto-resolving routine tickets

Promising, limited outcome data

Not ready 3
  • Bots left unsupervised
  • Disputes handled without a person
  • Passing liability to the bot

Evidence says avoid or add safeguards

What works today

  1. 1

Proven Suggest reply drafts that human agents edit, raising issues resolved per hour by about 15% on average.

    Evidence

Brynjolfsson, Li and Raymond, Quarterly Journal of Economics, February 2025. Staggered rollout of an AI assistant to 5,172 customer-support agents. Gains were largest for less experienced agents; the most experienced saw small gains in speed and small declines in quality. Source ↗

  2. 2

Early Answer routine questions from your help center and bill per resolved conversation.

    Evidence

Intercom prices its Fin agent at $0.99 per outcome; Zendesk lists extra automated resolutions at $1.50 (committed volume) or $2.00 (pay-as-you-go) (zendesk.com/pricing). Vendor pricing pages checked October 2026; neither publishes independent resolution-rate data. Source ↗

  3. 3

Early Handle a large share of chats in many languages, by one company's own report.

    Evidence

Klarna press release, 27 February 2024: 2.3 million conversations in the first month, two-thirds of its chats, in more than 35 languages. Company-reported; in May 2025 its CEO said overemphasis on cost had lowered quality and it was rehiring humans. Source ↗

A customer writes in, AI drafts a reply, and an agent edits and sends it or escalates.

What doesn't work yet

  1. 1

Can't Shift responsibility to the bot for what it tells customers.

    Evidence

Moffatt v. Air Canada, 2024 BCCRT 149 (BC Civil Resolution Tribunal, February 2024). The tribunal rejected the argument that the chatbot was a separate entity and awarded about CA$650 in damages, plus interest and fees, for a wrong bereavement-fare answer. Source ↗

  2. 2

Can't Keep customers out of dead-end bot loops or recognise every dispute.

    Evidence

US CFPB, Chatbots in Consumer Finance (June 2023). Lists inaccurate answers, doom loops with no route to a human, and failure to recognise disputes as risks, and notes all ten of the largest commercial banks use chatbots. Source ↗

  3. 3

Can't Skip telling customers they are talking to an AI.

    Evidence

EU AI Act Article 50(1), applying from 2 August 2026: providers must design systems that interact directly with people so users are told it is an AI, unless obvious. Baker Botts (September 2026) reports the Digital Omnibus left this date in place and fines reach EUR 15 million or 3% of turnover. Ask counsel whether agent-reviewed drafts count. Source ↗

You are bound by what the bot says, customers get stuck in loops, and cost cuts can lower quality.

Where to start

Small business

Turn on reply suggestions in your existing help desk, and have every draft reviewed before it is sent.

Support team lead

Roll drafts out to newer agents first, and compare quality scores and repeat contacts, not only handle time.

Compliance or CX lead

Before any bot talks to customers, add a human hand-off, an AI disclosure, and a rule that money and policy questions go to staff.

Typical cost

Zendesk Suite Team is $55 per agent per month billed annually, and its Copilot add-on is $50 per agent per month. Intercom Essential is $19 per seat per month billed annually, plus $0.99 per outcome for its Fin agent. Freshdesk Pro is $55 per agent per month billed annually, with a Freddy AI Copilot add-on at $29 per agent per month and 500 AI Agent sessions included.

Per-resolution and per-session fees grow with ticket volume, so the seat price is only part of the bill. Prices were checked in October 2026.

Failure modes

  • A draft states the wrong policy, price or refund ruleModels can state wrong details, and the company is held to what customers were told, as in Air Canada's case. Ground drafts in current policy pages, and require agent approval for money, contract and legal topics.Source
  • Customers get trapped in a bot loopThe CFPB documented chatbots that repeat unhelpful answers and give no way to reach a person. Offer a human hand-off in every flow, and track repeat contacts and escalations, not only deflection.Source
  • Experienced agents get little benefit, or quality slipsIn the 5,172-agent study the most experienced agents saw small declines in quality. Roll out first to newer agents, and compare quality scores alongside speed.Source
  • Cost cutting pushes quality downKlarna's CEO said an overemphasis on cost had lowered quality, and the company began rehiring human agents in 2025. Measure satisfaction and repeat contacts next to cost per ticket, and keep human capacity for hard cases.Source
  • Per-resolution fees scale with volumeZendesk lists extra automated resolutions at $1.50 (committed) or $2.00 (pay-as-you-go), and Intercom charges $0.99 per outcome. Estimate monthly resolutions from past tickets, and set caps or alerts before turning on auto-resolve.Source
